If someone is going to register for the portal, she wants to experience the process herself. If eligibility is supposed to connect seamlessly, she wants to see it happen. And if there’s an opportunity to make the journey easier, she wants her team to find it before a patient ever has to ask.

Before Patients Ever Had to Ask
One of Essence’s newest clients wanted patients to be able to register for the HealthDyne portal and begin exploring their mail order options before the official go live. The request sounds simple, but Essence knew the experience depended on dozens of details coming together at exactly the right time.
Eligibility files needed to arrive early enough to be loaded and validated. Patient information needed to flow correctly. Portal registration needed to work as intended. And the entire experience needed to feel intuitive for someone navigating it for the first time.
So, Essence and the Client Services team put themselves in the patient’s shoes. They pulled real patient examples, went into the portal and tried registering themselves. They followed the same steps patients would eventually follow, making sure the experience worked from beginning to end.
“We’re checking eligibility,” Essence said. “We’re taking patient examples and going to the portal and trying to register them ourselves to ensure that everything is aligned.”
It’s detailed work that most patients will never know it happened. That’s exactly what Essence wants. Because every question answered before launch is one fewer question a member has to ask later.
Seeing What the Patient Sees
That instinct—to experience the journey instead of simply overseeing it—continues well beyond implementation. As the relationship grew, Essence helped create a weekly reporting process that brings service metrics, call trends and follow-up items together in one place.
For Essence, the value isn’t the report itself. It’s what it reveals.
If patients begin calling about the same topic, the teams can recognize the pattern. If something deserves a closer look, it stays visible. And as the experience evolves, both teams have a shared understanding of what patient are telling them through their interactions.

Sometimes seeing the experience through a patient’s eyes means focusing on something as simple as where a phone call goes. HealthDyne’s Customer Care team supports pharmacy related needs, while the client supports benefits questions. But a patient picking up the phone doesn’t think about which organization owns which part of the experience. They simply want an answer.
Working across teams, Essence helped support a new Interactive Voice Assistant option that allows patients with benefits questions to connect directly with the team best equipped to help them. It’s one less handoff and one more way to make getting an answer feel easier.
“We’re in the weeds,” Essence said of the team’s approach. “We’re going the extra mile by testing things ourselves rather than pushing that burden downstream. It’s simply part of how our team operates.”
These may seem like small operational details, but to Essence, they’re opportunities to make someone’s experience a little easier.
When the Numbers Reflect the Experience
Over time, that attention to detail began showing up in the data. Quarter over quarter, HealthDyne’s Customer Care service level for the account increased from 84% to 95%. Average speed of answer reached 18 seconds, well within the team’s goal of 30 seconds or less.
For Essence, those numbers are validation that the small decisions made behind the scenes are creating a better experience on the other side.
A faster answer means a patient spends less time waiting. A more direct path means fewer handoffs. Better visibility helps teams understand what patients need and continue improving the experience around them. The metrics measure performance but the people behind them give the numbers meaning.
